# Customer Journey Map

A **Customer Journey Map** is an analytical tool that visually and systematically
shows all the stages in which a customer interacts with a brand, product or service.
This map helps understand the process from the moment the customer first becomes
aware of the brand to the purchase decision, product usage and after-sales support.
Its purpose is to clarify what the customer needs at each stage, what problems they
face, how they feel and how they interact with the brand.

A customer journey map serves as an important guide for marketing, sales, product
development and customer experience teams. It allows brands to evaluate the customer
experience not only from the perspective of internal processes but also from the
customer’s point of view. The customer’s experience during information search, comparison,
decision-making, purchase, usage, support and repurchase stages can be analysed.
This makes missing touchpoints, unnecessary friction and improvement opportunities
more visible.

The mapping process may begin with the question “What would I do if I were the customer?”,
but it should not be based only on assumptions. A strong customer journey map should
be supported by real data such as user interviews, surveys, web analytics, CRM records,
call centre notes, sales team feedback, social media comments and customer support
requests. This prevents the map from becoming a purely hypothetical diagram and
allows it to reflect customer behaviour more realistically.

A customer journey map usually includes persona, journey stages, touchpoints, customer
needs, emotional state, pain points and opportunities. A persona is a sample customer
profile that represents a specific target audience segment. Journey stages may include
awareness, consideration, purchase, usage, support and loyalty. Touchpoints refer
to the channels where the customer interacts with the brand, such as the website,
ads, social media, email, store, call centre, mobile app or sales representative.

When creating the map, key questions should be answered for each stage. What is
the customer trying to do at this stage? What information do they need? Through
which channel do they interact with the brand? What influences their decision? What
emotions do they experience? Where do they struggle? The answers to these questions
help identify the strengths and weaknesses of the customer experience. When friction
points are identified correctly, improvements can be made that directly affect conversion
rate, satisfaction and loyalty.

The first step in creating a customer journey map is defining the objective. The
map may be prepared to improve new customer acquisition, reduce drop-off during
the purchase process, improve customer support or strengthen a loyalty programme.
Then the target audience segment and persona are defined. In the next stage, the
customer’s steps, touchpoints, expectations, problems and interactions with the
brand are clarified. These insights are then turned into a visual flow that helps
teams develop a shared understanding.

From a design perspective, customer journey maps can be prepared in different formats.
A timeline, table, flow diagram, persona-based visual scheme or more detailed maps
created with a service design approach can be used. What matters most is not how
visually attractive the map is, but whether it is understandable, practical and
actionable for the teams that will use it. The map should not remain only as a presentation
document; it should guide experience improvement, campaign planning, product development
and customer support processes.

In summary, a **customer journey map** is a strategic tool that helps understand
the customer’s end-to-end experience with a brand. When prepared correctly, it helps
clarify customer needs, improve touchpoints and structure marketing and sales processes
more effectively. However, a successful map requires going beyond assumptions, using
real data and defining concrete actions based on the insights it provides.
